Whenever my message is about transformation and re-invention, I’m usually not the favorite person in the room. I think that’s because when I talk about how to bring about change, the people I’m conversing with have to be ready to hear it, and then do something about it in order to move forward. Transformation begins with seeing things in a way that you’ve never seen them before, imagining a better future, and being able to inspire other people to see it as well.

The future of everything requires that we take a step back and look at where we’ve been in order to bring our insights to life and translate them into something that matters.

Since technology commands so much attention, it’s easy to get caught up thinking that getting people’s attention is the only thing that matters. Yes, it matters, but only if you offer value to others. Think about it, we’re bombarded with so much information that it’s sometimes hard to keep up. We get so caught up in the process that we can forget that real people should be at the center of everything we create. Digital just helps us spread the message more efficiently.

You need to adapt your authentic story, and clarify your message to engage on the technology platforms most suited to your business. What works on one platform doesn’t necessarily work on another, and that’s where insights and data matter.

The democratized web is re-inventing brands in real time. Fewer people make decisions based on what you say about your brand. They decide based on what their friends and family say, and on reviews, or videos.

I find that most often the metrics used to show success are based on legacy foundations. While we need to honor their legacy, they aren’t designed for a world that operates on, and expects immediate fulfillment.

  • What behavior exists today, and how do we want to change it?
  • What problems do our clients and prospects tell us they need solutions for?
  • What happens if we don’t try something new?
  • What insights do we have that can help solve the problems people tell us they need solutions for?
  • Have I asked people to tell me where they view our band in today’s inter-connected society?
  • Where do our clients and prospects alike say we fall short?
  • What can we eliminate or reduce that adds cost but no value, and we assume people need?
  • Have we explored “What if…”?

Once you’ve had a great experience you’ll never go back. That becomes your new standard. Almost everyone has a favorite brand. And it became your favorite because it related to you, inspired you, and moved you.

Poor customer service can cost you a lot. Outstanding customer service should the bedrock of your brand. It can make or break your business. If everyone in your company takes ownership of your brand, what it stands for, and how you treat people, you’ll deliver a remarkable experience to your clients. In turn, your company will grow exponentially. Every touch matters.

Rule 1: Exceed Expectations

To attract loyal clients, don͛t just seek to meet expectations, go beyond them. Find out what your clients actually want and need, and what form of communications they prefer. Wow them like Disney.

“One Heck of a Handsome Lawn…”

When I was a kid mowing lawns for a job, my dad told me, “Give it all you’ve got..I took this to mean finish as fast as I could, collect the money, and go on to the next. Well, you can imagine my surprise when I went to mow that same lawn a few weeks later and it was already done. In fact, it looked about ten times better than usual. Figuring the homeowner did it herself; I knocked on the door and asked about it. And here’s what she said, “Oh, I found someone else to do it. For the same price, they weed and edge”.Crushed, I went home thinking of all the money I was going to lose over the mowing season.

But here’s the thing. I wasn’t thinking of the homeowner, or of service to others. I was only thinking of me, and what I was going to buy for school and how full my piggy bank would be.

So, at my fathers urging, I shifted my thinking and tried something new. On my next customers lawn, not only did I mow more carefully, but I trimmed the hedge, edged, weeded, and watered the garden. And I did the same for all the rest of my customers lawns. It took longer, and I missed watching Star Trek, but I felt really good at the end of the day.

Each time I mowed, I invited the homeowner out to see the lawn to make sure they were satisfied before they paid. When Mr. Hansen said, That’s one heck of a handsome lawn – the best job I’ve ever seen and ask if it cost more, I told him he could pay the same, or whatever he thought it was worth. I did the same for all the rest.

I ended up getting almost every house on the block as a customer, and my brothers lawn mowing customers started asking him if I could do their lawns. I was able to buy fun school clothes, the coveted striped socks (featured in Seventeen Magazine) for friends, a present for my moms birthday, and filled the piggy bank too.

So the lesson learned to attract loyal clients was don’t stop at basic customer satisfaction. Instead, deliver beyond what they expect, you’ll feel good, and they’ll gladly pay more.

Rule 2: Delight Clients at Every Touch

Sometimes though, rapid growth and business success causes problems. When youre in more demand, you have to devise ways to continue giving amazing service. Systems help save time and create efficiencies. While that might impress your manager, and help you deliver, it’s usually not what the customer notices.

Rule 3: Value Integrity

In financial terms, you can run a very successful company, but its not worth the money if you don’t operate with integrity. Integrity really can be the secret to a more successful business. While that sometimes may run counter to popular thinking in the business world, if it’s missing in your company, clients and employees won’t trust you so you won’t have their loyalty.

Rule 4: A Service Culture Rules. Create It.

Experience has shown me that employees who fit well with their company’s culture do a better job. They want to share your brands mission and dedicate themselves to caring for clients well being. So hire for cultural fit before skills.

Rule 5: Deliver a ‘WOW’ Experience.

When you surprise your clients with thoughtfulness, you open the doors for business to return to you many times over.

Once my team was still early for a private event, yet later than we told our client, Stacey we would arrive. We always got on site at least 2 hours early. On this occasion, we had experienced a flat tire and arrived only 45 minutes early. This caused Stacey a lot of stress. Although our team rallied and everything was completely ready before her attendees arrived, a member of my team sensed her stress and immediately removed a $1650 charge for the beginning of the event, apologizing if we caused her to be anxious. Stacey was blown away, and relieved. A new team member expressed that she thought we were crazy to do that.

But guess who Stacey called when she wanted to hire for a large corporate event? That $1650 returned to us over $35,300 in additional business.

Rule 6: Say Thank You

“Thank you” is one of the most powerful expressions. You can pave the way for a lasting relationship that keeps giving by taking time to send a thoughtful note or gift to personally thank your employees or clients.

For example, Linda, our receptionist decided to send soft pink wildflowers near Valentines Day to clients who were recently widowed. She included a thoughtful note saying the team was thinking of them. It stirred emotion, gratitude, sparked many phone conversations, referrals, and deepened relationships.

It often requires radical transformation to secure a place in our ever-more connected world.

While some legacy enterprises have successfully transformed, for many, finding their digital footing is a struggle. Here are 5 main challenges:

1. Don’t Deeply Understand Their Clients

Identifying critical ways to add value to your clients life is the #1 focus of creating an elegant digital experience. It requires an intimate understanding of who your clients are, what they need, fear and want. Many companies don’t have a holistic understanding of their clients, and if they do, often they don’t segment them properly in the marketing process. How can you mentally prepare yourself? Work on your own mindset about failure. It helps to think of it as an investment portfolio. It has ups and downs, but over the long term, its periodically adjusted and increases in value. My personal ͚failure portfolio is extensive, and you couldn’t pay to get the valuable lessons its given me. My motto, fail fast, fail cheap. Learn from it.

4. Not Agile

Digitally agile companies take the insights they gain from their clients and explore, pilot, and then scale ways to offer more value. Speed is important because it allows them to quickly build on what works, and change what isnt working in weeks instead of months. However, there are two main roadblocks to agility:

Technology is the first roadblock. Its slow and costly to go from idea to implementation without a modern technology stack. Those who wish to transform should consider tech an indispensable part of their company’s future. Outsourced cloud environments which securely allow rapid experimentation while you improve the internal legacy infrastructure can help ease transformation disruption.

Decision-making is another roadblock. You aren’t moving fast enough if your company has to go through multiple presentations and months of committee meetings to approve funding for new initiatives. While managing spend is essential for any well-managed business, if your process (not a lack of capital) gets in the way of digital transformation, rethink it. Empower your team to make ground-level decisions to seize the momentum needed to keep up with the digital world. If you don’t trust your team, find out why, then fix it. Compliance, legal, brand or other well-intentioned roadblocks can take decision-making from weeks to quarters, so build policy to fast-track whats needed for digital initiatives.

5. Non-Collaborative Culture

Creating a seamless digital client experience demands brilliant collaboration. It requires teamwork between business strategy, marketing, IT, operations, customer service, product development, the executive team and nearly every other part of your organization. It’s a must to have the CEO actively on board to fuel digital transformation.

At first, all these challenges can seem impossible to navigate. That’s why its important to select digital managers and vendors who are both inspiring and collaborative. Support them by setting company-wide expectations toward a unified client experience.

The campaign, kicked off with a live launch party + book signing in Providence, RI and Hartford, CT. It unfolded over 18 months in multiple stages to ensure that the marketing message was consistently received by the greatest possible number of people in the target market.

My Role

developed the marketing strategy, and campaign working with the authors, publisher, CBS radio, PR firm, digital developers, vendors, and strategic partners. I created content and designed marketing collateral, radio ads, and presentations.

The brand book is designed around a financial services firm’s customer personas. It makes people feel at ease as it tells the story of why people seek wisdom from a personal advisor. It shares the company’s values, investment philosophy, story, and offers advice on selecting a financial advisor.

Project Brief

Founded to help nonprofit organizations secure donors, the company was also a marketing strategy to build clients for a wealth management firm by helping educate the nonprofits’ donors on charitable giving plans and reducing or eliminating estate taxes.

The Branding

A warm, positive red was selected because it captures attention, commands action, and is energetic. Balanced by silver taupe, the design generated many positive comments for its uniqueness in the nonprofit world. At industry events and tradeshows, the brand took center stage with the distinctive red backdrop, and slogan “We Start Conversations!”

Project Brief

Sandra Joseph, of Phantom of the Opera fame, an inspiring speaker and amazing singer starred in an out-of-this-world VIP event hosted for 320 clients at a top-quality venue.

The Campaign

The campaign’s primary goal was to cultivate an awareness of wealth as it relates to values and dreams for intergenerational families. It included direct mail, red carpet event, email, digital, and print.
